  • Eurasia International: Total Quality Management in the Shipping Industry

Gives an account of how a ship management company was able to set itself apart from competitors and from its clients' own in-house technical and crew management capabilities by embracing a culture of continuous improvement and implementing Total Quality Management systems. The shipping industry was not alone in being regulated, but its distinctly international nature made ship managers, as cost-cutting practitioners, particularly open to criticism. A ship management company's very existence hinged upon its ability to convince ship owners that it would preserve their valuable assets and maximize revenue-earning potential--demonstrating that its collective skills were superior and more cost effective. As a result, an effective quality assurance system that continuously improved the organization's human and business systems could enhance efficiency and have a significant marketing impact.

  • Staple Yourself to an Order (HBR Classic)

It's fashionable to talk of being "customer oriented." But regardless of how companies attempt to flatten their organizations or empower frontline workers, the simple truth is that every customer's experience is determined by the order management cycle (OMC): the 10 steps, from planning to postsales service, that define a company's business system. Every time the order is handled, the customer is handled. And every time the order sits unattended, the customer sits unattended. To find the gaps in an OMC--those places where a customer's order is dropped or shunted to the wrong department--managers should try what authors Benson Shapiro, V. Kasturi Rangan, and John Sviokla did in their research. They "stapled" themselves to an order in the 18 companies they studied, literally following it through every stage of the OMC. Based on this practical approach, the authors point out potential gaps throughout the OMC. For example, marketing and production battles can erupt even during order planning, and some of the fiercest fighting can break out during scheduling, when the sales force may want quick turnarounds that are unrealistic for manufacturing. Most companies don't see the OMC as a whole system, especially because each phase may require a bewildering overlap of functional responsibilities. However, when managers take the time to track each step of the OMC, they'll come into contact with customer service representatives, production schedulers, shipping clerks, and other critically important people. In this article, first published in 1992, the authors contend that managers who "staple themselves to an order" will not only move horizontally across their own organizations, charting gaps and building information bridges; they'll also see the company from the customer's perspective.

  • Hewlett Packard: Performance Measurement in the Supply Chain

In a maturing market, HPs attention moved from Return on Sales to Return on Net Assets. Mismatches between demand and supply, aggrevated by a long supply chain, were a burden on profit. HP realized that conventional logistics costs (warehousing, inventories, transport) were only the tip of the iceberg. Hidden underneath were large costs due to price protection, material devaluation, returns and obsoletes (Inventory Driven Costs). Uncovering all true demand/supply mismatch costs allowed HP to redress the situation and restore competitiveness.

  • Remote Access and Networking Technologies for SMEs

In 2003, a year in which Hong Kong's small and medium-size enterprises faced an extraordinary disruption of normal operations as a result of the outbreak of SARS, the advantages of Internet-facilitated, remote-access solutions such as IP-VPN, telecommuting capabilities, and video conferencing became all the more evident. In February 2003, the Information Technology Services Department and the Hong Kong Productivity Council released the results of their biannual survey on the progress of e-business adoption in Hong Kong. The survey found that 47% of active businesses in Hong Kong had not adopted and/or did not have any plans to adopt online business capabilities (in even the most basic forms) within a six-month, forward-looking time frame, an increase of three percentage points over the previous survey. As a result of economic difficulties, a number of businesses had abandoned basic Internet capabilities such as e-mail accounts and company Web sites altogether to save on operating costs. Just one month later, many of these companies had reversed course and were scrambling to deploy technologies to support business operations as uncertainty gripped the region. In what ways were network technologies able to assist small and medium businesses in contingency planning? What were the long-term cost and efficiency improvements that might be realized with a "virtual office" capability? Examines how some businesses have enhanced their Hong Kong and regional presence by deploying technologies to facilitate communications and collaboration.

  • Dabbawallahs of Mumbai (A)

The president of the Nutan Mumbai Tiffin Box Suppliers Charity Trust had just returned to his office after meeting with Britain's Prince Charles, who was on an official visit to Mumbai. The Trust was the managing organization of the dabbawallah meal delivery network. The dabbawallah's service was cited internationally by management scholars and industry executives as an exemplar in supply chain and service management. The service had acquired a reputation for its delivery reliability in Mumbai. International interest in the dabbawallahs was largely due to a 1998 article published by Forbes. However, many observers now expressed concerns over the future viability of the dabbawallahs' service given the difficulty in duplicating its delivery network elsewhere, the emergence of other lunch competitors in Mumbai, and an array of environmental changes affecting both its customers and the workforce. The case allows a discussion of service and supply chain management issues related to operational excellence.
